Interaction scoring tells you how the call went. Better Outcomes tells you what the customer got.
Many interaction-scoring tools focus on the conversation itself. Better Outcomes assesses the outcome - combining the interaction with the CRM, journey and operational evidence connected to it, explaining each finding and keeping a human in control. Here is the difference, dimension by dimension.
| Dimension | Traditional QA | Conversation intelligence | Better Outcomes · Outcome Assurance |
|---|---|---|---|
| Question answered | Typically: was this interaction handled correctly? | Typically: what happened in this conversation, and how did customers feel about it? | Did the customer receive the right outcome, based on the interaction and the connected evidence around it? |
| Unit of analysis | Often a single call, chat or email | Typically a single interaction, sometimes a contact thread | The customer journey: each connected interaction plus the CRM, case and operational evidence linked to it |
| Coverage | Often a sample of interactions, reviewed individually | Often every recorded interaction, analysed individually; scope varies by platform | Connected, in-scope interactions, assessed in the context of the journey around them |
| Evidence used | Typically the transcript or recording and call metadata | Transcript, sentiment and call metadata; CRM evidence varies by platform | Transcript, CRM record, case events, earlier and later contacts and operational data where connected |
| What a finding looks like | Often a score or pass/fail against a scorecard | Scores, topics and sentiment trends | An assessment with reasoning, verbatim source evidence and a confidence level |
| Failures between contacts | May be missed when review is limited to individual interactions | May be missed when analysis is limited to individual interactions; depends on configuration and connected data | Unkept commitments and stalled cases can be identified through connected journey evidence |
| Human role | Typically reviewer calibration of scores | Typically supervisor review of flagged interactions; workflow depth varies by platform | Reviewer confirms, rejects, escalates or overrides with a recorded rationale; decisions feed calibration |
| Vulnerability | Often keyword or sentiment flags on the interaction | Often keyword or sentiment detection on the interaction | Indicators of changing circumstances across the connected journey, surfaced for human attention, with evidence of the support delivered |
| Regulatory use | Typically call-quality reporting | Typically compliance phrase detection and call-quality reporting | An evidence base for Consumer Duty outcomes, complaints, remediation and Board oversight, without claiming automatic compliance |
| Systemic insight | Often adviser-level scores and league tables | Topic and sentiment trends across interactions; journey-level root cause depends on configuration and connected data | Root-cause assessment across journeys, teams and stages, separating process failures from individual errors |

The Traditional QA and Conversation intelligence columns describe these categories in general terms; specific capabilities vary by platform, configuration and connected data. The Better Outcomes column describes capabilities available in Better Outcomes.
When interaction scoring is enough - and when it is not.
Interaction scoring is probably enough when…
- Your risk sits almost entirely inside the conversation - script adherence, tone, greeting and close.
- Outcomes are decided on the call and nothing depends on a later action, hand-off or case step.
- Nobody outside the QA team - compliance, risk, the Board - needs to rely on the findings as evidence.
You need outcome assurance when…
- A polite, compliant call can still leave the customer with the wrong product, an unkept promise or an unresolved problem.
- You must evidence customer outcomes - Consumer Duty, vulnerability treatment, complaints and remediation - not just call quality.
- Failures can happen between contacts: the call-back that never came, the case that stalled, the email nobody answered.
- Auditors and reviewers need to see why the AI reached a conclusion and be able to change it.
Reasoning, evidence, confidence - not a number.
Every Better Outcomes assessment shows the AI reasoning beside the verbatim source evidence and a confidence level, so a reviewer, compliance officer or auditor can check the conclusion and change it if the evidence does not support it.
